How is this different from your general CRM development service?
Our platform-level CRM practice covers sales pipelines, account management, and service operations for businesses of any kind, largely built around named accounts and a sales process. Retail CRM is a different problem: a very large number of consumers, most transactions anonymous unless the customer identifies themselves, and the decisive moment happening at a checkout in a few seconds. The hard parts here are identity resolution and till-side recognition rather than pipeline management. If your requirement is B2B sales and service, the platform-level page will serve you better.
Why do our store and online customers look like different people?
Because they usually are, as far as the systems are concerned. An online purchase carries an email address and a login. A store purchase carries a card token at best. Without a deliberate identity resolution strategy, the same person exists twice, and every insight and personalisation built on top inherits the split. Fixing it means choosing the identifiers you can reliably capture in store, giving customers a reason to identify themselves at the till, and matching records on evidence with confidence levels rather than guesswork.
Should we build a loyalty program or buy one?
Buy or configure if your mechanics are conventional points and tiers, since capable products exist and integration is the real work either way. Build when your mechanics are genuinely distinctive, when the program must be embedded in your own app and checkout as a first-class experience, or when a vendor's per-member pricing becomes uneconomic at your scale. We assess the mechanics you actually want before recommending, because complex bespoke mechanics are the most common cause of loyalty programs that customers cannot explain to each other.
What makes a loyalty program actually work?
In our observation, mechanics a customer can state in one sentence, a reward that arrives soon enough to feel connected to the purchase, recognition at the till without friction, and honest visibility of balance and progress. Elaborate tiering and points economies that require a table to understand tend to produce enrolment without behaviour change. The software should make the simple version excellent before it makes the complex version possible.
How does recognition work at the checkout?
It has to happen in seconds without slowing the lane: a scan of a card, app barcode, or QR code, a phone number lookup, or a payment token match. The till then needs the member's tier, balance, and eligible offers immediately, and a redemption path that applies to the basket without an operator having to calculate anything. If identification adds noticeable time at the lane, staff will stop asking and the program quietly stops growing.
Can you personalise offers without being intrusive?
Yes, and restraint generally performs better. Category and lifecycle-based offers, replenishment timing on consumables, and relevant new-range notification are useful. Offers implying surveillance of individual browsing, or contact frequency beyond what the customer expected, produce unsubscribes and complaints. We recommend starting with segment-level relevance, measuring incremental margin rather than redemption rate, and increasing precision only where the evidence supports it.
How do you handle consent and privacy?
Consent is captured per purpose and per channel with the timestamp, wording, and source recorded, because proving how consent was obtained is the actual regulatory requirement. Access, correction, and deletion requests are handled as designed workflows rather than manual database work, retention limits are enforced, and transactional messaging is kept separate from marketing consent. Our information security management is certified to ISO 27001:2013.
How do you measure whether the program pays for itself?
By comparing member behaviour against a control group rather than against non-members, since members self-select as your better customers and will always look stronger. The meaningful measures are incremental spend and visit frequency versus control, margin after discount and reward cost, participation rate among transactions rather than sign-ups, and retention by cohort. We build this measurement in from launch, because programs without a control group can never be evaluated honestly afterwards.
Can it work with our existing marketing tools?
Yes, and usually it should. The CRM holds the customer record, transaction history, segments, and consent; your email, SMS, and push tools execute the sending. We integrate rather than rebuild campaign execution, since specialised messaging platforms do that better. What we do insist on is that consent state and suppression lists are authoritative in one place, so a customer who opts out is genuinely silenced across every channel.
How long does a retail CRM and loyalty project take?
A first release covering the unified customer record, identity resolution, till recognition, and core points or reward mechanics typically takes three to five months, depending on how many source systems hold customer data and how clean it is. Segmentation, personalised offers, and app integration follow once the record and recognition are proven, since everything else depends on them.
